WhatsApp has become an indispensable customer contact channel. Meta has now enhanced WhatsApp with an autonomous AI agent. That seems like a small adjustment, but it drastically changes the playing field.

What is it

On June 3rd of this year, launched Meta at his Conversations conference in London the Meta Business Agent: an AI-driven customer agent that runs on WhatsApp (and Messenger and Instagram), provides product information, books appointments, qualifies leads, handles transactions, and forwards interactions to a human agent if necessary.

At the same time, Meta introduced the Meta Business Agent Platform, an agentic platform that provides companies with the infrastructure to develop, scale, and customize their Business Agent, with integrations to (CRM) systems such as Shopify or Zendesk.

What can you do with it

Agentic AI applications can reason, plan, and act autonomously. With the introduction of Meta’s Meta Business Agent, that functionality is now found in an app that is on the phones of practically everyone in the Netherlands (nearly 14 million users). Worldwide, this involves an estimated 3 billion users.

Meta provides various examples of the agentic capabilities: from booking appointments to completing transactions. The agent can consult linked (CRM) systems or make changes without human intervention. In doing so, the agent can communicate in the customer's language, using the company's tone of voice.

Why is it relevant

Worldwide, more than 200 million companies use WhatsApp Business. Most Dutch contact centers have included WhatsApp in their omnichannel mix. Often, the channel is treated as an asynchronous text channel, alongside telephone and email. With the arrival of the Meta Business Agent, that changes: it turns WhatsApp into a channel that allows a portion of interactions to be processed fully autonomously and directly.

The change in WhatsApp has various implications for contact centers. Automating the handling of simple tasks such as appointment management, product information, order status, or complaint registration can now be done via a route other than the CRM or CCaaS platform. In fact, a larger portion of the contacts currently handled by human agents in WhatsApp can be transferred directly to an autonomous AI agent. This means: less FTE capacity required for WhatsApp messages.

The playing field is changing for CCaaS providers as well. They previously faced Salesforce, AWS, and Microsoft as CRM companies that have incorporated customer contact capabilities into their cloud platforms. Moreover, traditional CCaaS providers are fully engaged in building their agentic solutions on top of their customer contact platforms. And now, a new competitor has joined the fray in the form of Meta, with agentic AI as an integrated part of its own channel.

How it works

The difference compared to a standard chatbot (on a website) is that the Meta agent is natively built into the channel, has direct access to the customer's previous conversations, and has access to the data within the Meta-ecosystems. This enables personalized service but is also a point of attention from the perspective of privacy legislation.

Meta has indicated that AI-generated messages will be clearly labeled so that customers know they are not speaking with a company employee. Only if the Business Agent gets stuck will the entire interaction be transferred to a human agent handling WhatsApp messages.

Meta has not disclosed on which language model the Business Agent operates.

Just pay attention

1. The new feature raises questions regarding the orchestration layer that companies may already have in place. Will the native Meta-agent be integrated into it? Who manages the escalation logic? And what will the costs be? After all, Meta has already announced that the functionality is currently free, but that payment will eventually be based on tokens. Token consumption depends on the size and complexity of the tasks the Business Agent must execute.

2. It is noteworthy that Meta initially tried to protect its own Meta AI assistant by excluding the use of other primary AI tools such as OpenAI, Google, or Anthropic within WhatsApp (since the beginning of this year). After the European Commission a had opened a formal cartel investigationAfter sending a Statement of Objections and threatening measures, Meta adjusted its policy. Meta has now introduced a tariff structure for external AI applications. The EU is opposing this as well.
